The notification can arrive after a day spent trying to keep everyone happy. You open the review, see one star and read a version of events you barely recognise. Important details are missing. Some of it feels unfair. You already have a reply in your head, and it could fill a page.
At that moment, the most useful thing you can do is leave the publish button alone.
Write it in a note if that helps. Then check the booking, the messages or the job details. Perhaps the customer misunderstood something. Perhaps your team missed something. Perhaps you're both right about different parts of the experience. Your reply will be better if it starts with what you can establish, once you've had a little time to cool down.
Two people are reading your reply
One is the person who left the review. The other is a potential customer who knows neither of you and is trying to form an opinion.
Take a hypothetical complaint about a long wait. You know the customer arrived late, which changed the running order. You could begin, “That's not true.” Before you do, consider how that opening would sound if you were reading it on another business's profile.
A starting point might be: “I'm sorry you had a longer wait than expected. I'd like to check what happened with your appointment. Please get in touch using the contact details on our profile.” That's an example of an approach, rather than a reply to paste beneath every complaint.
If your checks show the delay was yours, acknowledge that specifically. If there is useful context you can explain without exposing personal information, keep it brief. Google recommends polite replies that protect customers' private details, with more complicated discussions taken offline. You can read Google's guidance on replies here.
What happens afterwards matters too. If you invite someone to contact the business, whoever picks up their message needs to know why they were invited. Otherwise the customer has to explain everything again, and the conversation gets stuck in the same place.
When you don't recognise the incident
It's tempting to go straight to an accusation of a fake review. Before doing that, consider whether the booking could be under another name or whether the customer dealt with a colleague. Not immediately finding someone in the diary doesn't tell you the whole story.
If you suspect a policy violation, you can report the review for assessment. Criticism isn't automatically a violation, and reporting doesn't guarantee removal. The question is whether the content breaks the rules, rather than whether the business disagrees with it. Google explains which reviews are eligible for removal here.
Even after resolving a complaint, don't turn the conversation into a negotiation over stars. Google prohibits incentives for posting, changing or removing reviews, as well as selectively asking for positive reviews. See the policy on rating manipulation.
Finally, read your reply as if you were considering the business for the first time. Would you feel comfortable contacting these people if something went wrong? If it still reads like an argument you're determined to win, leave it a little longer. You can stand behind your work while speaking in a way that makes a new customer comfortable getting in touch.
